As a Group Manager, Operational System Capabilities on the Expert Network Operations Excellence team, you will own the operational capabilities powering the Expert Network. This platform ownership role involves defining the multi-year vision and roadmap for workforce management, routing, and work orchestration platforms to manage how customer needs are forecasted, matched, and resolved at scale. You will be responsible for system health, including SLAs and monitoring, while decomposing complex problems into technical requirements and solution designs. Key responsibilities include driving the science agenda for demand forecasting and staffing plans, building back-office work orchestration, and leading a team of Business Systems Analysts. You will utilize expertise in contact center platforms, workforce management, and AI-native workflows to build enterprise capabilities. The role requires proficiency in business systems analysis, requirement development, and translating complex business problems into analytical approaches.

What you'll do

  • Define and drive the multi-year strategy and roadmap for workforce management and routing capabilities.
  • Ensure architectural coherence across the portfolio by building scalable enterprise platforms rather than one-off projects.
  • Own the operational integrity of production systems, including SLAs, defect reduction, and monitoring.
  • Translate complex operational problems into well-framed requirements and technical solution designs.
  • Partner with data science teams to integrate demand forecasting and automated decision-making into the platform.
  • Build back-office work orchestration systems to make non-live tasks visible, plannable, and measurable.
  • Lead and develop a team of Business Systems Analysts by raising their technical craft and AI-native capabilities.
  • Deliver cross-functional outcomes by integrating capabilities across multiple business units in a matrixed environment.

What we're looking for

  • 10+ years of experience in operations technology, contact center platforms, workforce management, or large-scale service operations.
  • 5+ years of experience leading teams, with experience leading leaders preferred.
  • Deep domain expertise in workforce management and/or contact routing and orchestration at enterprise scale.
  • Experience building scalable platform capabilities across multiple business units, preferably with Amazon Connect-class systems.
  • Quantitative fluency in forecasting methodologies, optimization techniques, and simulation or scenario modeling.
  • Strong business systems analysis skills including process integration, requirements development, solution design, and full SDLC testing.
  • Proven track record of embedding AI into operational capabilities and using AI to transform team workflows.
  • Undergraduate degree in computer science, information systems, engineering, or a quantitative discipline; MBA or advanced degree preferred.
