What you'll do

  • Resolve the most complex IES customer escalations involving multi-entity accounting, payroll, and payment issues.
  • Manage the product investigation process to translate customer defects into actionable engineering fixes.
  • Establish a knowledge engine to train and enable Tier 2 support teams through coaching and content creation.
  • Oversee high-stakes service recovery for executive-level escalations and regulatory-adjacent issues.
  • Develop and manage a performance system using quality scorecards and data-driven accountability for the team.
  • Design and manage the capacity model to ensure staffing meets demand during peak seasons.
  • Build and mentor a high-performing team of technical specialists and managers with clear career paths.
  • Partner with Product, Engineering, and Sales teams to advocate for customer needs and improve product quality.

What we're looking for

  • Bachelor’s degree required; advanced degree or MBA preferred.
  • 8+ years of experience in customer support, customer success, or technical services leadership in a SaaS or fintech environment.
  • At least 3 years of experience leading managers and managing through multiple levels of an organization.
  • Proven track record building or transforming Tier 3, supportability, or escalation functions including intake design and engineering feedback loops.
  • Domain depth in mid-market or enterprise SaaS with exposure to multi-entity accounting, payroll, payments, or compliance workflows.
  • Experience managing or partnering with BPO and contact center partners at scale.
  • Data-fluent leadership ability to translate operational metrics into financial outcomes like cost-to-serve and retention.
  • Strong executive communication skills for briefing VP- and SVP-level audiences.
