What you'll do

  • Manage multi-site Help Desk and Service Desk teams to ensure consistent service delivery across the U.S.
  • Oversee all frontline IT support activities including incident management, request fulfillment, and ticket routing within ServiceNow.
  • Ensure strict adherence to ITIL-based processes for incidents, requests, problems, changes, and knowledge management.
  • Manage Unified Communications (UC) and Video Teleconferencing (VTC) teams to provide high-level technical support and event coordination.
  • Act as the senior escalation point for service delivery issues across help desk, UC, and VTC channels.
  • Use ServiceNow analytics and reporting to track performance trends, conduct audits, and identify automation opportunities.
  • Maintain knowledge articles, standard operating procedures, and training materials within the enterprise ITSM platform.
  • Develop staffing plans, shift schedules, and cross-site support models to ensure full operational coverage.

What we're looking for

  • US Citizenship is required.
  • Must possess a TS or DOE Q level security clearance.
  • Bachelor's degree in IT, Business, Communications, or equivalent experience.
  • 9+ years of related experience.
  • 5-7+ years of experience managing IT Service Delivery or Help Desk operations across multiple locations.
  • Strong, hands-on experience with ServiceNow as an ITSM platform.
  • Experience working in ITIL environments with a solid understanding of key ITIL practices.
  • Technical understanding of UC and VTC platforms (Microsoft Teams, Zoom, Cisco, etc.).
  • Leadership experience managing frontline support teams and collaboration technology teams.
  • Excellent communication, customer service, and stakeholder engagement skills.
  • ServiceNow Administrator or ITSM specialization experience (preferred).
  • ITIL Foundation certification or higher (preferred).
  • Experience with executive-level VTC or mission-critical AV/UC support (preferred).
  • Familiarity with AV systems, network fundamentals, and collaboration technology integrations (preferred).
