We are seeking an Operations Quality Analyst at the senior level to join our dynamic Employee & Experience Enablement (E3) team. This role involves monitoring and enhancing the quality of customer interactions, case management, and operational adherence across various support organizations. The ideal candidate will use contact center technologies like NICE and QA tools to conduct structured reviews, identify trends in communication quality and case handling accuracy, and leverage AI-enabled solutions for proactive issue identification. They will collaborate closely with teams such as Operations Support, Product, Engineering, and Training & Readiness to drive continuous improvement and reduce operational risks. The position requires a strong background in Quality Assurance or related fields, experience with contact center platforms, and the ability to work cross-functionally in a fast-paced environment.

What you'll do

  • Monitor and evaluate customer interactions across various channels to ensure adherence to quality standards.
  • Conduct structured quality reviews using advanced technologies and platforms for continuous improvement.
  • Identify operational trends and risks through AI-enabled tools and analytics, driving proactive issue resolution.
  • Partner with Training & Readiness teams to develop coaching programs based on quality findings and insights.
  • Support the development of scalable QA programs including scorecards, calibration processes, and reporting frameworks.
  • Prepare and present quality reports for leadership to enhance visibility and accountability in customer outcomes.

What we're looking for

  • 5+ years of experience in Quality Assurance, Contact Center Operations, Customer Support, or related operational environments.
  • Experience with quality management and contact center platforms like NICE, Five9, Genesys, Zendesk, Salesforce, ServiceNow, Jira.
  • Strong analytical skills to identify trends, risks, and improvement opportunities in customer interactions and case management.
  • Cross-functional collaboration experience with Support, Product, Engineering, Delivery, Workforce Management, and Training teams.
  • Ability to develop quality scorecards, calibration programs, coaching frameworks, and operational reporting.
  • Bachelor’s degree in Business, Communications, Information Systems, Customer Experience, Operations, or related field preferred.
